Queixa al Director! Gestió de les queixes. ¡Queja al Director! Gestión de las quejas. Complaint to Director! Management of complaints.

¿Habéis tenido que responder alguna vez una queja dirigida al Director General por los servicios prestados por la empresa en la que trabajáis? Como Asistentes de Dirección no podemos obviar estas llamadas, cartas o e-mails. El cliente no siempre tiene razón, sin embargo tampoco está bien reaccionar defendiéndose, sino escucharlo, tenerlo en cuenta para solucionarlo, cambiar la situación en una oportunidad de mejora respondiendo siempre que se pueda por escrito. No centrarse en el problema (la queja), sino en el cliente. A continuación las reglas de oro a tener en cuenta:

CONDICIONES NECESARIAS PARA CONSERVAR AL CLIENTE
  1. En el plazo de dos días, debe agradecerse al cliente su queja, con la promesa de que el problema se abordará de forma rápida y eficaz.
  2. En el plazo de dos semanas, la queja debe ser tratada satisfactoriamente.
 RESPUESTA
  1. Decir Gracias
  2. Hacer saber al cliente que apreciamos su protesta
  3. Lamentar el incidente, pedir disculpas por el error
  4. Comprométete para hacer algo con respecto al problema inmediatamente
  5. Solicita la información necesaria. Pregúntale todo lo que necesites saber
  6. Corrige el error inmediatamente
  7. Comprueba la satisfacción del cliente
  8. Prevé errores futuros
PERSONALIZAR
-      Prestar una atención muy personal. Utilizar la 1ª persona para dar una buena imagen y plural para dar información en general.
-      Utilizar el nombre de la persona
-      Haz saber que tu prioridad en ese momento es ayudarle
-      Si tienes que excusarte, hazlo con seguridad
-      Ten una actitud que indique que vas a hacer todo lo que esté en tus manos para poder ayudarle.


Heu hagut de respondre alguna vegada una queixa dirigida al Director General pels serveis prestats per l'empresa en la qual treballeu? Com a Assistents d'Adreça no podem obviar aquestes trucades, cartes o e-mails. El client no sempre té raó, tot i així tampoc està be reaccionar defensant-se, sinó escoltar-ho, tenir-ho en compte per solucionar-ho, canviar la situació en una oportunitat de millora responent sempre que es pugui per escrit. No centrar-se en el problema (la queixa), sinó en el client. A continuació les regles d'or a tenir en compte:

CONDICIONS NECESSÀRIES PER CONSERVAR AL CLIENT
1. En el termini de dos dies, ha d'agrair-se al client la seva queixa, amb la promesa que 

    el problema s'abordarà de forma ràpida i eficaç. 
2. En el termini de dues setmanes, la queixa ha de ser tractada satisfactòriament.

RESPOSTA
1. Dir Gràcies
2. Fer saber al client que apreciem la seva protesta
3. Lamentar l'incident, demanar disculpes per l'error
4. Compromet-te per fer alguna cosa pel que fa al problema immediatament
5. Sol·licita la informació necessària. Pregunta-li tot el que necessitis saber
6. Corregeix l'error immediatament
7. Comprova la satisfacció del client
8. Preveu errors futurs

PERSONALITZAR
- Prestar una atenció molt personal. Utilitzar la 1a persona per donar una bona imatge i 
  plural per donar informació en general.
- Utilitzar el nom de la persona
- Fes saber que la teva prioritat en aquest moment és ajudar-li
- Si has d'excusar-te, fes-ho amb seguretat
- Tingues una actitud que indiqui que vas a fer tot el que estigui a les teves mans per 
  poder ajudar-li.


Have you ever had to answer a letter or e-mail complaint addressed to General Manager because of giving a bad service by your company? As Management Assistants we cannot omit these calls, letters or e-mails. Client is not always right, nevertheless we cannot react defending, but we must listen to him/her, taking into account his/her opinion to solve the problem, changing the situation to an improvement, if it is possible, by written. Not to focus on the problem (the complaint), but on the client. Bellow the golden rules to keep in mind:

CONDITIONS TO KEEP UP THE CUSTOMER
  1. Thanks the customer for his/her complaint within two days, with the promise that the issue will be addressed quickly and effectively.
  2. The complaint should be treated satisfactorily within two weeks.
 ANSWER
1. Saying Thanks
2. Say customer you appreciate his/her complaint
3. Regret the incident, apologize for the mistake
4. Promise to do something immediately
5. Request necessary information. Ask everything you need to know
6. Correct the error immediately
7. Check customer satisfaction
8. Anticipate future mistakes

PERSONALIZE
-     Providing a very personal attention. Use the 1st person to give a good image and  plural to give general information.
-     Use the name of the person
-     Let him/her know that your priority at the moment is to help
-     If you have to excuse yourself, do it safely
-     Have an attitude that indicates that you do everything you can to help.
